CASE STUDY # 1 – “Improving First Call Resolution”


The client is one of the world’s largest payment services providers serving more than 300 clients. Headquartered in US with offices spread across the Americas, EMEA, and Asia Pacific, the client supports more than 50% of the VISA and MasterCard consumer-credit accounts in the United States.

The challenge:

Due to decline in Quality scores, combined with agent-related customer complaints, the client mandated a 90-day performance improvement plan.


One major action step within the 90-day plan was to establish a Six Sigma Greenbelt project focusing on First Call Resolution (FCR) which also impacts both overall Quality performance and Customer Satisfaction. Analysis of data sources revealed common top drivers between customer complaints and the quality audits conducted on the FCR metric.
Focusing on the identified top drivers of customer dissatisfaction, three major actions were executed.

  • The first was an initiative to improve agent call handling skills under the management of the dedicated communication skills training group.
  • The second action was the introduction of a knowledgebase focused on the top drivers.
  • The third was a series of weekly drills designed to improve agent problem solving and probing skills.


The project exceeded its goal of increasing FCR conformance from a baseline of 60% to 70%, closing at 71%. After the implementation of the control action steps, this figure reached 78%. Moreover, there was a concurrent 5% decrease in the number of escalations to the Tier 2 team.

CASE STUDY # 2 – “TAT reduction of payment processing”

Define & Measure:

  • Business Case: Vendor payment processing cycle takes around 65 days, wherein it should be processed within 40 days from date of invoice receipt. Currently it’s a lengthy process. This leads to customer dissatisfaction & noncompliance w.r.t company policy.
  • Current CTQ: 20% of payment processing is completed within 40days from the date of receipt against a target of 90% within 40 days from date of invoice receipt.

  • Brainstorming session conducted to identify all possible X’s (inputs).
  • Prioritization matrix was used to shortlist critical process inputs.
  • Root cause analysis was done to understand delay in payment processing.
  • Value adding and Non-Value Adding activities are identified in the as-Is process map.
  • Performed process capability & process performance analysis.


  • Developed To-Be process map with short term & long term recommendations & implemented.
  • Significant improvement in all the CTQ post implementation.
  • Achieved 94% of payment processing target.
  • 2 sample tests conducted to find out if there is a significant improvement after recommendation implementation.
  • 5 Kaizen improvements were implemented.

How many days does a typical Lean Six Sigma Green Belt project will take?

A typical GB project will take anywhere from 3 months to 4 months.

How are projects selected? Who will guide us through identification of the project?

The Lean Six Sigma Green Belt can themselves select projects based on the requirements at their work area. However, the projects are selected based on the necessity to improve and financial savings out of doing the project. These projects need to be approved by the Sponsors (Client / BDOs). However, Six Sigma core group is available for facilitating the project identification process.

Who is the certifying body for Six Sigma?

There is currently no single, overseeing certification authority for Six Sigma. While multiple quality-oriented organizations are compiling Six Sigma bodies of knowledge and are offering company-independent training (Lean Six Sigma Black Belt / Lean Six Sigma Green Belt) certification, many large companies continue to conduct internal training and certification.

Is it necessary to do a project for Six Sigma Green Belt / Black Belt certification?

No, it is not necessary to do a project for the Six Sigma certification. But we recommend that you take up projects and apply Lean Six Sigma principles to gain practical knowledge.

Should I work on the project after the course?

There is no project requirement for Green Belt. However, it depends upon the certifying body or institute. Project will help you in gaining experience of using & implementing Lean Six Sigma tools & methodology.
For Black Belt, you can, optionally, work on any project while studying for the course. The project report should be submitted within 6 months of completing the course.

Should I Get Six Sigma Certified?

The reasons for certification are the same for any other certification:
• To display proficiency in the subject matter
• To increase desirability by employers
• To potentially increase your salary
Ultimately, certification is a professional decision that can only be made by you. In some cases, it will be required for you to advance within an organization. For instance, at some companies it is a requirement of every salaried employee to be Lean Six Sigma Green Belt trained and certified if they want to be promoted within the organization. In other cases, Lean Six Sigma certification will display your energy and intent to be a leader within the quality profession. Most likely a company will value an individual’s certification if attained from a leading Six Sigma business, such as Motorola, GE and ASQ.

Online Live sessions are held weekdays evening CST (Central Standard Time GMT-6) or on Weekends. The schedule is posted for each batch on the website. You have to put in a effort of 8-10 hrs per week going thru the videos once again and completing your assignments.

What if I miss a class?

We Video record every Live session and after the session is complete, we will post the Video recording of that session in the blog. You will have access to these Video recordings for 6 months from the date you start your training. Material access will be provided using Google Drive Cloud for lifetime.

How can I request for a support session?

You can do that by posting a question on the training blog.

What If I have queries after I complete this course?

You can post those questions on the training blog.

Will I get 24*7 Support ?

You will get 24*7 accesss to the blog to post your questions. Trainers will answer your questions within 24 hrs of time. Normally they answer very frequently, like about 1-2 hrs. You can also approach your training coordinator for the same.

Can I get the recorded sessions of a class from some other batches before attending a live class?

Yes, you can. Or you can see our Youtube page for previous batch session recordings.

How will I get the recorded sessions?

It will be provided to you through the trainng blog.

How can I download the class videos?

You wont be able to download any videos. They are available for you to View using the training blog 24*7.

Is the course material accessible to the students even after the course training finishes?

1Mbps of internet speed is recommended to attend the LIVE classes. However, we have seen people attending the classes from a much slower internet.
